The problem
Agents moved between disconnected channels, supervisors lacked a reliable waiting-work view, and customers sometimes had to repeat context after a handoff.
The constraints
The agent interface had to remain fast during live conversations while enforcing queue permissions, working hours, retention rules, and a clear boundary between customer-visible replies and internal notes.
What was built
The solution model converted supported channel events into a common conversation record with customer references, queue, owner, priority, timestamps, transfer history, and resolution code. Routing rules used topic, language, schedule, and availability, with manual reassignment preserved in the audit trail.
The outcome
The proposed operating result is explicit ownership for each open conversation and one supervisor view of waiting, active, transferred, and overdue work. Response-time improvement is not stated until a verified before-and-after dataset exists.
